First hour: what to reply
Merchants describe the same email over and over: “package says delivered but I never got it.” Most of these resolve on their own. Carriers sometimes scan a parcel as delivered early, or leave it with a neighbour, by a side door or in a mailroom. Reply within the hour with:
- The full tracking record: every scan, with the delivery time and location (“front porch”, “parcel locker”), plus the carrier’s delivery photo if there is one.
- A short checklist: other people in the household, neighbours, side and back doors, the building office or mailroom, the mailbox.
- A clear next step: “If it hasn’t turned up in 48 hours, reply here and we’ll sort it out.” Ask them to contact their local post office too. A driver is more likely to remember where they left a parcel when it was recent.
The 4 options
| Option | Use it when | Cost to you |
|---|---|---|
| 1. Wait 24–48 h | Always first. The scan is fresh, or the photo/location looks off | Nothing, if you reply quickly |
| 2. Reship | First claim, clean customer history, low order value, item in stock | Product + postage |
| 3. Refund | Like reship, but the item is out of stock or the customer would rather have a refund | Order value (postage already spent) |
| 4. Deny with evidence | Repeat claims from the same customer or address, or a high-value order where the evidence clearly shows delivery | Chargeback risk (order value plus dispute fee) if the bank sides with the customer |
Set a value threshold in advance (e.g. reship automatically under $40 on a first claim) so your team isn’t making it up for every ticket.
1. Wait
Give it 24–48 hours after the delivered scan. For USPS you can open a missing mail search 7 days after mailing for First-Class and Ground Advantage. If you have a USPS rep, ask for the GPS coordinates of the delivery scan. If those don’t match the customer’s address, you have a misdelivery, not a lost parcel.
2. Reship
Many merchants put it bluntly: “we usually end up having to send a package out again out of fear of a chargeback / bad reviews.” For a first claim on a cheap order, that is often the cheapest outcome. Two guardrails: flag the customer so a second claim gets treated differently, and send the replacement with signature confirmation when the order value justifies it.
3. Refund
Refunding closes the ticket in one click, which is exactly why it gets overused. Use it when you can’t reship. Once you’ve refunded, you can’t then file a chargeback defence for the same order, so note the reason on the order for your records.
4. Deny with evidence
For repeat claimants or high-value orders, decline politely and attach your evidence: the full scan history, the delivery photo or GPS, the address the customer entered, and your earlier messages. Some merchants also ask for a signed statement first. Shopify’s claim flow, for example, asks the customer to sign an affidavit before a replacement goes out.
Can you file a carrier claim?
Usually not for a parcel marked delivered. One merchant on r/shopify explained that a USPS claim on a delivered parcel “will be automatically denied the first time”. It only gets paid on appeal, with the post office’s letter confirming a misdelivery (see how to appeal a USPS claim denied as delivered). Timing matters, so see the USPS claim time limit guide or put the ship date into the claim deadline checker.
Chargeback: item not received, but tracking shows delivered
This is the case merchants describe as a “Charge back on an item successfully delivered with Tracking Evidence.” The bank has already pulled the money back, and on Shopify Payments you usually lose the dispute fee too, win or lose. One merchant’s review puts it plainly: “Shopify charged me the chargeback fee” (Route app review, Shopify App Store, 5 Jan 2025). Tracking that says “Delivered” is a starting point, not a winning answer.
First, check the reason code. A dispute filed as “product not received” is the one where delivery evidence counts. Shopify’s chargeback guide lists the fulfilment date, billing details, tracking and your customer messages. If the bank codes it as fraud or unrecognised, tracking alone won’t be enough. Merchants in the Shopify Community report losing disputes “despite tracking showing delivered” for exactly this reason.
What to submit, before the response deadline shown in your Shopify admin:
- The carrier’s full scan history (not a screenshot that only says “Delivered”), with the delivery address matching the order’s shipping address.
- Delivery photo, GPS location or signature where the carrier provides one.
- Every customer message, especially any where they confirmed the address or didn’t mention a missing parcel.
- Any carrier missing-mail search or claim outcome, and a note if you already offered a reship or refund.
- For repeat claimants: earlier claims from the same customer or address.
Don’t refund after the chargeback opens. You’d pay twice: the bank has already returned the money to the customer. Answer the dispute or accept it, not both.
The evidence is much easier to pull together if every delivered-but-missing claim is already logged when the dispute arrives. Claimify Our own app keeps the order data, tracking, messages and outcome for each claim inside the Shopify admin, so you can export the record instead of rebuilding it. If disputes keep coming in, Chargeback.io affiliate link handles chargeback alerts and responses for Shopify stores, so some disputes get resolved before they turn into chargebacks.
Stop handling these one at a time
To spot repeat claimants, you need a record of every claim. Claimify Our own app logs every delivered-but-missing, lost and damaged claim inside the Shopify admin with the order data, photos and outcome attached. Your second-claim rule then works automatically, and the evidence is ready if a dispute comes in. If you’d rather customers pay to cover the risk themselves, compare shipping protection like SHIPAID affiliate link using the protection break-even calculator.
